The Shift to Call Centres — and Why It Matters to You
Working with a licensed mortgage professional has always been one of the most important steps in a successful home purchase. But over the past few years, several major Canadian banks — including BMO — have restructured their mortgage services away from dedicated, in-branch mortgage professionals and toward centralized call centres. On the surface, this sounds like a convenience upgrade. In practice, for anyone buying or selling a home, it can create serious headaches.
As a REALTOR® who works through transactions every day, I've seen firsthand how this change has complicated the home-buying process for my clients. I want to be transparent about what's happening and what it means for you.
Who Are You Actually Talking To?
When you call a bank's mortgage call centre today, you are likely speaking with someone whose official title is "Home Advisor." This title sounds authoritative — but here's the critical distinction: Home Advisors are not licensed mortgage professionals.
Licensed mortgage professionals in Canada must complete accredited education, pass provincial licensing exams, and adhere to strict regulatory standards. They are accountable to licensing bodies and maintain ongoing professional development requirements.
Call centre Home Advisors, by contrast, are employees trained to follow scripts and strict internal guidelines. They can quote you a rate and walk you through a bank's standard application process — but their ability to problem-solve, exercise judgment, or advocate for your specific situation is significantly limited.
The Real Estate Transaction Has Timelines — Call Centres Don't Always Respect That
Here is where things get genuinely problematic for home buyers and sellers in Winnipeg.
When you make an offer on a home, your purchase contract typically includes a financing condition — a window of time (usually 5–10 business days) during which you must secure mortgage approval. This deadline is not flexible. If financing isn't confirmed in time, the deal can fall apart. The seller moves on. You may lose the property.
An experienced, in-branch licensed mortgage professional understands this urgency implicitly. They know how real estate transactions work. They know what a condition removal deadline means. They will prioritize your file, follow up with underwriting, and communicate proactively with your REALTOR®.
Call centre Home Advisors do not always operate with the same urgency or understanding of real estate timelines. Files can sit in a queue. Callbacks get delayed. Your REALTOR® is left waiting for confirmation that never comes — and the clock is ticking.
The Communication Problem
A strong real estate transaction is built on clear communication between three parties: the buyer, the REALTOR®, and the mortgage professional. When that mortgage professional is embedded in a call centre, the communication chain breaks down.
- You can't walk into a branch and sit down with your file.
- Your REALTOR® can't pick up the phone and speak directly with someone who knows your file deeply.
- Calls get routed through queues, and every time you call back, you may reach a different Home Advisor who is reading your file for the first time.
- Complex situations — self-employment income, unusual property types, tight timelines — require nuanced judgment that scripts simply don't accommodate.
I've personally experienced transactions where delays in call centre mortgage communication nearly cost my clients their purchase. That is not acceptable when someone's home is on the line.
What You Should Do Instead
My strong recommendation to any buyer or seller financing through a major bank: request to deal with a licensed mortgage professional at the branch level. Specifically:
- Ask your bank if they have an in-branch licensed mortgage specialist. Many branches still do — you simply need to ask, because the default is now to route you to the call centre.
- Consider a licensed mortgage broker. Independent mortgage brokers are licensed professionals who have access to multiple lenders and are deeply experienced in real estate transactions. They know timelines, they know conditions, and they know how to get deals done.
- Ask your REALTOR® for a referral. Your REALTOR® works with mortgage professionals regularly and will know who is reliable, responsive, and experienced in your market.
- Verify their licensing. In Manitoba, you can confirm a mortgage professional's licence through FSRA (Financial Services Regulatory Authority). If someone cannot confirm they are licensed, that is a red flag.
This Isn't About One Bank — It's About Protecting Your Purchase
I want to be clear: this isn't a personal attack on any institution. BMO, like many banks, is making a business decision driven by efficiency and cost. But your home purchase is not an efficiency exercise — it is likely the largest financial transaction of your life.
You deserve a mortgage professional who:
- Holds a valid licence and is professionally accountable
- Understands real estate purchase contracts and condition timelines
- Communicates directly and proactively with your REALTOR®
- Can exercise judgment and advocate for your file when needed
- Is reachable, responsive, and invested in your outcome
A call centre Home Advisor reading from a script, managing a queue of hundreds of files, simply cannot provide that level of service.
